Customer service is where AI stopped being a demo and became a workforce. By late 2025, service teams told Salesforce that AI was already handling 30% of their cases, and Fin (formerly Intercom) was reporting average automated resolution rates of 76% across thousands of deployments.
The money followed. Salesforce agreed to buy Fin for $3.6 billion in June 2026, whilst Gartner says 91% of service leaders are under executive pressure to implement AI.
Yet the most instructive story of the period is Klarna, which bragged its AI did the work of 700 agents, then publicly walked part of it back. The numbers below cover both sides: what AI support genuinely delivers, and where customers are pushing back.

- HubSpot says its Customer Agent now resolves 72% of support tickets without human escalation (via CX Today) [20].

How many customer service interactions does AI now handle?
Roughly a third, by the service industry's own estimate, and the trajectory points sharply upwards. The most-cited projection has AI resolving half of all cases by 2027 and 80% of common issues by the end of the decade.
Salesforce's seventh State of Service report (6,500 service professionals, November 2025) found teams estimate 30% of cases are currently handled by AI, projected to hit 50% by 2027 [17]. AI jumped from service leaders' number 10 priority to number 2 in a single year, behind only improving customer experience.
Gartner made the boldest forecast back in March 2025: agentic AI will autonomously resolve 80% of common customer service issues without human intervention by 2029, alongside a 30% reduction in operational costs [7].

Treat the 30% figure as self-reported and definitionally slippery: "handled by AI" can mean anything from a resolved billing dispute to a bot that collected an order number before a human took over. The real headline is that service teams themselves expect to hand half their caseload to software within two years.
What resolution rates do AI agents actually achieve?
The leading vendors now claim automated resolution rates in the 70s, a genuine step change from the deflection-rate chatbots of the 2010s. Independent verification remains thin, which is worth remembering.
Fin, the renamed Intercom, reports an average resolution rate of 76% across 12,000+ customers, many exceeding 85%, with 2 million resolutions weekly and the average rising roughly a percentage point per month [19]. The AI agent crossed $100 million in annual recurring revenue growing at 3.5x, per VentureBeat [25]. HubSpot CEO Yamini Rangan said in August 2026 that its Customer Agent "now resolves 72% of support tickets without human escalation" [20].

These numbers are vendor-reported, on each vendor's own definition of "resolution", typically meaning the customer did not escalate. A customer who gave up in frustration counts the same as a delighted one, which is why resolution rates and satisfaction surveys can point in opposite directions.
What happened with Klarna's AI customer service experiment?
Klarna went further and faster than anyone, claimed spectacular savings, then conceded that pure cost-cutting had gone too far and put humans back in the loop. It is now the reference case for both the upside and the limits.
In February 2024 Klarna announced its OpenAI-powered assistant had handled 2.3 million conversations in its first month, two-thirds of all service chats, the equivalent work of 700 full-time agents. Resolution times fell from 11 minutes to under 2, repeat inquiries dropped 25%, and the company estimated a $40 million profit improvement for 2024 [1].

The walk-back came in May and June 2025. CEO Sebastian Siemiatkowski told TechCrunch's SXSW London audience that "two things can be true at the same time": the AI savings were real, but Klarna would now "promise our customers to have a human connection", framing human service as a premium offering [5]. Forrester analyst Kate Leggett was blunter, telling CX Dive that Klarna "overpivoted to cost containment" and became "almost the poster child for bad AI deployment" [6].
Yet the same November 2025 coverage records Klarna still claiming satisfaction on par with human agents and an 853-agent workload for the AI [6]. Both appear true: the assistant absorbs enormous routine volume, and it could not replace humans for the hard cases.
Are AI agents actually cheaper than humans?
Today, usually yes on routine contacts. By 2030, Gartner thinks the maths may invert, which is the most contrarian and least-heard statistic in this entire field.
Klarna's own accounts show customer service cost per transaction down 40% between Q1 2023 and Q1 2025 whilst, on its measure, satisfaction held steady [2]. By Q3 2025 revenue per employee had tripled since 2022 whilst operating expenses rose just 2% [3], and the AI assistant had saved a claimed $60 million [6].
But Gartner, via CX Dive, predicts generative AI cost per resolution will exceed $3 by 2030, more than many offshore human agents, as data centre costs rise and AI vendors pivot from subsidised growth to profitability [13]. "Full automation will be prohibitively expensive for most organizations," in the words of Gartner analyst Patrick Quinlan.
Today's per-interaction pricing is, in effect, a promotional rate. A business case that assumes 2026 prices hold through 2030 is speculation, not planning.
Is AI replacing customer service jobs?
Far less than the headlines suggest. Only a fifth of service leaders have actually cut agent headcount because of AI, and Gartner expects half of the companies that did to rehire by 2027.
A Gartner survey of 321 customer service leaders in October 2025 found just 20% had reduced agent staffing due to AI, whilst 55% reported stable staffing despite higher customer volumes, and 42% were hiring new AI-focused roles such as conversational AI designers [9]. A follow-up prediction says that by 2027, 50% of companies that attributed cuts to AI will rehire staff for similar functions under different job titles [10].

The pressure is real, though: 91% of service leaders report executive pressure to implement AI, nearly 80% of organisations plan to transition agents into new roles, and 84% plan to add new skills to the agent job description [11]. Salesforce found reps using AI spend 20% less time on routine cases, freeing roughly four hours a week, and 71% of AI-equipped reps say it is creating growth opportunities [17].
The cuts that do happen are messier than "AI took the job". When Uber cut 10% of its customer service team in July 2026, Gartner's Kathy Ross told CX Dive that "we often see job reductions reported as driven by AI, when the story is more nuanced", with restructuring doing much of the work [16]. Forrester still expects AI to halve the customer service workforce by 2030 [16], so the analyst firms disagree on the destination.
How do customers actually feel about AI support?
Warmer than in 2024, but on strict conditions. The single non-negotiable, found across every credible survey, is a clear escape route to a human being.
An August 2026 Gartner survey of 3,566 B2B and B2C customers found 50% say generative AI makes service interactions easier, yet 87% say a route to a human agent is essential [12]. That is a notable softening from Gartner's December 2023 polling, when 64% of customers said they would prefer companies did not use AI in customer service at all and 53% would consider switching over it [8].

A Five9 study of 3,000 consumers makes the mechanism explicit: 55% trust AI when a clear human contact option exists, versus about a quarter when it does not, and 4 in 5 are willing to use AI support at all if they know a live representative is reachable [15].
The most awkward finding for brands: customers were about three times more likely to use ChatGPT, Gemini or Copilot than the company's own chatbot in their most recent service interaction, and third-party use doubled in a year whilst company chatbot usage has not statistically increased since 2022 [12] [14]. People are not anti-AI. They are anti-bad-chatbot, and they now have alternatives.
Expectations have also ratcheted. Zendesk's CX Trends 2026 research reports 74% of consumers now expect 24/7 service because of AI, 95% expect an explanation for AI-made decisions, and 85% of CX leaders say customers will drop brands over unresolved issues, even on first contact [18].
What do UK consumers think of AI customer service?
British consumers are notably cool on it, and in financial services the removal of human support is close to a dealbreaker.
YouGov polling from November 2025 found 83% of Britons say having human support when choosing a financial provider is important, and 61% would consider switching if human support were removed. Just 19% are comfortable receiving AI-generated financial advice, and only 15% believe AI services from providers act in their best interests [23].

In retail, a January 2026 YouGov survey found only 22% of Britons trust AI in retail settings against 37% who do not, with trust at 34% among 18 to 24 year olds but 14% among the over-55s. Whilst 66% would trust AI to compare prices, only 11% would trust it to place orders on their behalf [22].
For context, the Institute of Customer Service's UK Customer Satisfaction Index stood at 78.3 out of 100 in July 2026, up one point year on year, with banks and building societies the top-rated sector at 82.0 for the first time [24]. UK satisfaction is improving modestly at exactly the moment automation accelerates; the next two UKCSI editions will show whether both lines can rise together.

Who is betting biggest on AI customer service?
The vendors, with acquisition money. The $3.6 billion Fin deal, HubSpot's agent push and Klarna's continued spend all say the industry believes resolution-grade AI is the product, not the feature.
TechCrunch reported in June 2026 that Salesforce will acquire Fin for $3.6 billion to bolster Agentforce, with the deal expected to close in early 2027 [21]. Two months earlier, Intercom had renamed the entire 15-year-old company after its AI agent [25].
On the buyer side, Gartner's October 2025 survey found 58% of leaders plan to upskill agents into knowledge management specialists to feed AI accurate content [11]. Salesforce found expectations run highest in life sciences and biotech, where service professionals project a 20% upsell revenue lift from agentic AI against a 15% cross-industry average [17].
How to read these numbers
Almost everything here is a survey or a vendor's own telemetry, and the two disagree for predictable reasons.
Self-reported percentages, like "30% of cases are handled by AI", come from practitioners estimating their own operations, not from log files. Vendor resolution rates count non-escalation as success, are measured on self-selected customer bases, and double as marketing assets.
Klarna's figures are company disclosures made whilst preparing for and completing an IPO: strong AI numbers supported the growth story, and the humans-back narrative supported the brand story. Bear that incentive structure in mind in both directions.
Predictions are not observations. Gartner's 80%-by-2029 and Forrester's halved-workforce-by-2030 are scenarios, published by firms that simultaneously predict rising AI costs and mass rehiring. Samples also differ wildly, from 321 service leaders to 6,500 professionals to 3,566 consumers, and attitude questions are highly sensitive to wording.
What this means going into 2027
Design for the 87%. Every dataset converges on the same rule: AI support is accepted when a human is one click away and resented when it is a barricade. The escape hatch is now the trust mechanism, not an admission of failure.
Expect the resolution-rate arms race to hit a ceiling. Fin at 76% and HubSpot at 72% are resolving the resolvable. What remains are the nuanced, high-stakes contacts that sank Klarna's all-AI approach, and they will define reputations.
Budget for AI costs rising, not falling. If Gartner is even half right about $3-plus per resolution by 2030, business cases built on subsidised 2026 pricing need a stress test now.
Watch the third-party channel. Customers taking service queries to ChatGPT rather than your chatbot means part of your support experience now happens on infrastructure you neither own nor measure. Making policies, documentation and account actions legible to external AI tools becomes a service channel decision.
Treat headcount cuts as reversible decisions. Between Gartner's rehire prediction and Klarna's VIP-human pivot, 2026's evidence says companies that cut deepest will quietly buy the capability back. Retraining agents towards complex-case and knowledge work looks like the cheaper path.
